The TikTok Shop 24 hour response rate is the share of buyer chats that get a meaningful reply within 24 hours, and it must stay at 90 percent or higher over the previous 7 calendar days. That rule sits in the TikTok Shop Customer Service Policy, last updated on the US Seller Academy on 09/21/2026. A second metric, Satisfaction Rate, must stay at 75 percent or higher over the previous 30 calendar days. Both show in Seller Center. When either one slips, the actions TikTok Shop lists are Account Health Rating (AHR) point deductions, blocked message delivery, a restricted Shop Chat, listing removal and shop deactivation.
Most response rate cases we open start with a weekend nobody covered or a run of angry chats about one product. The 7 day window is short, so the first thing we check is whether the misses cluster on two days or spread across the whole week. Clustered misses recover in about a week once coverage is fixed. Spread misses point to a staffing or process gap that a reviewer will want to see closed.
What TikTok Shop’s Customer Service Policy Requires
The Customer Service Policy covers every conversation between a seller and a buyer on TikTok Shop, with Shop Chat as the main channel. It names five kinds of service work. They are product questions, shipping and delivery questions, order support, returns and refunds, and complaints. The policy expects sellers to stay reachable in Shop Chat, set operating hours in Seller Center, and take responsibility for everything their service staff send from the account.
The policy sets two measurable standards. Speed is the 24-Hour Response Rate. Outcome is the Satisfaction Rate. A shop can answer every chat in an hour and still fail on outcome if the answers fix nothing. A shop can write perfect answers and still fail on speed if they arrive on day two. The two metrics fail for different reasons, so they need different fixes.
| Metric | Standard | Window | How it is calculated | Affects AHR |
|---|---|---|---|---|
| 24-Hour Response Rate | 90 percent or higher | Previous 7 calendar days, reviewed weekly | Chats answered within 24 hours divided by chats that need a manual reply | Yes, through Customer Service Policy violations |
| Satisfaction Rate | 75 percent or higher | Previous 30 calendar days | Chats rated 4 or 5 stars divided by all rated chats | Yes, when the 75 percent floor is missed |
| IM Dissatisfaction Rate | Below 15 percent is the top seller benchmark | Past 60 days | Chats rated 1 or 2 stars divided by rated chats | No, Shop Performance Score only |
| Negative Review Rate | Keep it low, TikTok notifies you of enforcement risk | Last 60 calendar days | 1 and 2 star product reviews divided by orders delivered | Can lead to violation points under the Review Policy |
What the policy prohibits in buyer chat
The conduct rules matter as much as the metrics, because a single bad message can trigger enforcement on its own. The policy bars these behaviors in customer communications.
- Soliciting extra payments, such as add-on purchases, price increases, or return, shipping, exchange, restocking or warranty fees.
- Steering buyers off platform with external links, QR codes, contact details or outside promotions.
- Misusing, disclosing or asking for buyer personal data, including contact and payment details.
- Soliciting or rewarding reviews, or tampering with feedback.
- Harassment, bullying, slander, deception or pressure tactics.
- Spam, unsolicited marketing, and SMS messages sent without the buyer opting in off platform.
The policy also requires that what you tell a buyer matches the product detail page, and that you correct a wrong statement immediately. Returns, refunds and cancellations must run through TikTok Shop, and you cannot downgrade service terms after an order is placed. Off platform steering and data misuse are covered in more depth in our guides to off platform transaction violations and buyer personal data deactivations.
What enforcement looks like
The Customer Service Policy lists five possible actions. TikTok Shop can deduct AHR points, block message delivery, remove listings, restrict Shop Chat access, or deactivate the shop. It does not publish a table that maps a given shortfall to a given action. In the files we review, owners usually see AHR points come off first and messaging limits second.
A TikTok Shop chat restricted notice is the step that hurts most in practice. Buyers who cannot reach you open disputes and leave low product reviews instead, which pushes the shop toward the next action. If you are already under 90 percent, the recovery steps for a response rate that has dropped below 90 percent come first. If the shop has reached the final stage, start with our guide to customer service deactivations on TikTok Shop.
How these metrics connect to the rest of Account Health
The Seller Enforcement Policy, updated 10/09/2026, says additional enforcement applies when AHR drops to 150, 100, 50 and 0 points. TikTok Shop warns you when you are 10 points from the next milestone. Customer service violations take points from the same balance as late dispatch and cancellations, so a weak inbox shortens the runway for every other metric. Our breakdown of what happens at each AHR milestone covers the point levels.
Chat volume also rises when fulfillment slips. Late parcels produce “where is my order” chats, and wrong items produce complaints. A spike in the late dispatch rate often shows up a few days later as a drop in response rate. A low Shop Performance Score usually has the same root in operations.
The TikTok Shop 24 Hour Response Rate at 90 Percent Over 7 Days
TikTok Shop’s 24-Hour Response Rate requirements page, dated 06/02/2026, says the countdown starts the moment the buyer opens the chat. It runs every day, whatever operating hours you set. Seller Center refreshes the figure once a week. You can check it in Seller Center under Customer Messages, then Service Analytics, then Shop Performance.
What counts as a response and what is excluded
A reply only counts if it addresses the buyer’s question. TikTok Shop says small talk such as “Hi” or “Hello” is not a valid response. Automated replies from the Chatbot or the FAQ Library do not count toward the rate either. Chats that the Chatbot fully resolves are left out of the calculation.
- Spam can be cleared with the “Mark as no response needed” icon so it does not count against you.
- A chat the buyer moves to TikTok Shop support within 24 hours is excluded. If the move happens after 24 hours, it counts as a miss.
- Chats opened while the shop is in Holiday Mode are excluded.
- Inquiries handled by TikTok Shop itself are excluded.
- You are only evaluated in weeks when buyers message you.
How weekends and holidays are counted
This is the question owners ask most, and the answer depends on the Chatbot. For sellers with the Chatbot switched on, messages received from 12:00 AM Saturday to 11:59 PM Sunday are outside the 24 hour rule. Those weekend messages still need a reply by 12 PM local time on Monday to count. Questions the Chatbot hands to you on a weekday still need a reply inside 24 hours.
Without the Chatbot, weekend and holiday messages count like any other day. The only way to pause the clock is Holiday Mode, which closes the shop to new orders. That is a fair trade for a planned week away. It is a poor trade for a normal weekend, because you lose sales to protect a metric.
Weekend coverage plan for the 24 hour window
- Decide first whether you run the Chatbot. With it on, your weekend deadline is Monday at 12 PM local time. With it off, every Saturday and Sunday chat runs on a 24 hour clock.
- Assign one named person to check chat twice on Saturday and twice on Sunday if the Chatbot is off. Put the times in the schedule.
- Run a Friday evening sweep so no open chat goes into the weekend without a real reply.
- Run a Monday sweep that finishes before 12 PM local time, oldest chat first.
- Give the weekend person saved replies for tracking, returns and damaged items, so each check takes minutes.
- Write down what the weekend person can settle alone and what waits for Monday with a holding reply that still answers the question.
- Plan Holiday Mode only for real closures, set at least a day ahead.
- Keep a dated log of each weekend check. It doubles as appeal evidence.
Why one bad weekend moves the number so much
Take a shop that gets 200 chats in a week, with 70 of them landing between Friday night and Sunday. If nobody answers until Monday afternoon and the Chatbot is off, most of those 70 miss the 24 hour mark. Even with every weekday chat answered on time, the rate falls to about 65 percent. That single weekend breaks the 90 percent line by 25 points.
The same short window works in your favor on recovery. A week of full coverage replaces the bad week in the calculation. When we review a case, the shape of the misses tells us how to frame the response. Misses on two days point to coverage, and a weekend schedule fixes it. Misses spread across all seven days point to capacity or process, and the fix is more staff or a different workflow.
Who falls behind on response rate
Solo operators and two person teams. Nobody can watch chat seven days a week without a plan. Fixed check windows twice a day, saved replies for the top five questions and the Chatbot for weekends keep a small shop above 90 percent with about twenty minutes a day.
Brands that outsource support. A support vendor that answers email for five channels may treat TikTok Shop chat like a 48 hour inbox. Write a TikTok Shop service level into the contract. It should say every chat gets a meaningful reply within 24 hours, seven days a week, with a weekly report of the 24-Hour Response Rate. If the vendor will not sign that, keep TikTok Shop chat in house.
Shops with live and video spikes. A LIVE session or a viral video can triple chat volume overnight. Schedule extra coverage for the 24 hours after every planned LIVE.
Shipping metrics drive chat volume too. Our pages on late dispatch above 4 percent and a valid tracking rate under 95 percent cover the fixes that cut “where is my parcel” chats at the source.
If a restriction is already live and listings are at risk, our TikTok Shop suspension specialists can build the recovery file around your Service Analytics data.
The TikTok Shop Satisfaction Rate at 75 Percent Over 30 Days
Satisfaction Rate is the share of rated chats that buyers scored 4 or 5 stars over the previous 30 calendar days. The Customer Service Policy sets the floor at 75 percent. Only rated chats count, so a shop with 40 rated chats and 12 low ratings sits at 70 percent and fails. The longer window means a bad stretch takes longer to show and longer to clear.
How Satisfaction Rate differs from IM Dissatisfaction Rate and Negative Review Rate
Three numbers sound alike and get mixed up in appeals. Satisfaction Rate is the policy metric with the 75 percent floor. The IM Dissatisfaction Rate page, dated 06/02/2026, describes a separate measure. It counts chats rated 1 or 2 stars over 60 days, feeds the Shop Performance Score, and does not touch AHR. TikTok Shop says top sellers keep it under 15 percent.
The TikTok Shop negative review rate is about products, not chats. The Review Policy, updated 06/30/2026, defines a negative review as 1 or 2 stars. It calculates the rate as those reviews divided by orders delivered in the last 60 calendar days. TikTok Shop notifies you when the rate creates enforcement risk. A shop with a product defect usually sees all three numbers move together.
What pushes Satisfaction Rate down
- Replies that resolve nothing. “We are looking into it” with no follow up earns a 1 star rating even when it lands in ten minutes.
- Product and listing gaps. If the item arrives different from the detail page, no chat can fully repair it. The complaints repeat until the product or the listing changes.
- Tone. Defensive replies turn a refund request into a low rating and sometimes a dispute.
- Pushing the buyer elsewhere. Sending a buyer to email or an outside form breaks the policy and annoys the buyer in the same message.
Sellers with product quality issues
This is the business model where Satisfaction Rate fails hardest. A sizing problem or a description that oversells the product fills chat with the same complaint every day. The team can answer each one fast and still lose the metric, because the cause is upstream. Read every 1 and 2 star chat each week, group them by cause, and fix the product or listing behind the largest group. One corrected size chart can lift the rate more than any script.
Why the 30 day window changes your timeline
Fix your replies today and the Satisfaction Rate will still carry older ratings for up to 30 days. In an appeal, show the trend rather than waiting for the full number. Report the share of 4 and 5 star chats handled since the fix date, with the count of rated chats behind it.
Fixing Response Coverage and Message Quality
The work splits into coverage and quality. If TikTok Shop has already acted, a third piece follows, which is putting the fix in front of a reviewer in a form they can approve.
Coverage
- Clear the backlog today. Every open chat gets a reply that answers the question, oldest first.
- Mark spam as no response needed so it stops counting against you.
- Decide on the Chatbot. If you switch it on, set up all of it and test that weekend messages queue for Monday.
- Build a seven day schedule with a named owner for each day and a named backup.
- Write saved replies for order status, returns, sizing, damaged items and product questions.
- Check the 24-Hour Response Rate in Service Analytics every morning so a slip shows within a day.
Quality
- Answer the buyer’s question in the first sentence.
- Offer one specific resolution, such as a tracking link, a return path, a replacement or a refund.
- Match every fact to the product detail page.
- Close with the next step and when it will happen.
- Review 1 and 2 star chats weekly and rewrite the saved replies they expose as weak.
Buyer message templates that resolve issues in one reply
Order status. “Thanks for messaging us. Your order shipped on Tuesday and tracking shows it at the regional hub now. The carrier expects delivery by Friday. If it has not moved by Friday evening, reply here and we will open a claim for you.”
Damaged or wrong item. “Sorry this arrived damaged. Please open a return request on your order page and add a photo of the item and the shipping label. We will approve it within 24 hours and send a replacement as soon as it is approved.”
Sizing or fit. “Thanks for checking before you order. For a 32 inch waist our size chart puts you in a medium. If it does not fit, start a return from your order page and we will help you exchange it.”
Product question. “Yes, the lid is dishwasher safe on the top rack. The base is hand wash only. Ask here if you want care details for anything else in the set.”
Swap the details for the real order every time. A template that goes out with the wrong date or size does more harm than a slow reply.
When TikTok Shop has already acted
Once the shop has an AHR deduction, blocked messages, a chat restriction or a listing action, the response follows the same structure we use on every performance case.
Position. The response gap came from a staffing or coverage failure that is now closed, and current metrics meet the standard. Say it in one sentence.
Root cause. The cause has to be operational. “Weekend chat relied on one person who was out for two weekends in a row” is a root cause. Never blame buyers. A reviewer who reads that buyers were unreasonable sees a shop that will miss again.
Corrective actions. Give the number of chats cleared, the date coverage resumed and the current 24-Hour Response Rate.
Preventive measures. A staffed seven day schedule and a weekly satisfaction review. Name the owner of each, the day the review happens and what it checks.
Evidence. Service Analytics screenshots, the written schedule and the dated check log are the core of the file.
Request. Ask for restoration based on the corrected metrics. One ask, stated plainly.
The Seller Enforcement Policy gives you 30 days from notification to file a first appeal. If it is rejected, a second appeal is due within 15 days of the rejection, and you get 2 appeals per violation. Violations that take effect immediately can carry a 12 to 72 hour window, so read the notice the day it arrives. The 24-Hour Response Rate page accepts appeals for three causes. They are abusive, spam or irrelevant messages, a Shop Chat system bug, and force majeure events such as fires or natural disasters. Customer Service Policy appeals start from the Account Health Rating page in Seller Center. Because the window is 7 days, filing a week after coverage returns lets the appeal show a recovered number. When a first file fails, our guides to appealing a TikTok Shop violation and handling a rejected second appeal cover the next moves.
Regional Rules and the Law Around Buyer Communication
The thresholds above come from the US Seller Academy, and the Customer Service Policy page states it applies to the United States. TikTok Shop runs separate Seller Centers for the UK, the EU and Southeast Asian markets, and each publishes its own customer service rules. Confirm the figures in your own Seller Center before you build a schedule around them. Local consumer law sits under every market’s platform rules, and your chat replies cannot promise buyers less than that law gives them.
| Region | Law that shapes buyer replies | What it means in chat |
|---|---|---|
| United States | FTC Mail, Internet, or Telephone Order Merchandise Rule, 16 C.F.R. Part 435 | Ship within the stated time, or 30 days if none is stated. Offer a delay or cancel option when you cannot. Refund within 7 working days once the right vests. |
| United States | FTC Rule on Consumer Reviews and Testimonials, 16 C.F.R. Part 465, effective October 21, 2024 | No incentives tied to review sentiment and no suppressing reviews through threats |
| United Kingdom | Consumer Rights Act 2015, in force from 1 October 2015 | Faulty goods carry a 30 day short term right to reject, then repair, replacement or price reduction |
| European Union | Consumer Rights Directive 2011/83/EU | A 14 day right to withdraw from distance contracts, with listed exceptions |
In the United States, the Mail, Internet, or Telephone Order Merchandise Rule requires a seller who cannot ship on time to offer the buyer a choice to accept the delay or cancel for a prompt refund. Section 435.2 sets the default at 30 days when no shipping time is stated, and 50 days when the buyer applies for credit to pay. A late order chat is often the moment that notice is owed. Answer it with a revised ship date and the option to cancel.
The FTC’s final rule on consumer reviews and testimonials took effect on October 21, 2024. It bars buying reviews conditioned on their sentiment and bars suppressing reviews through threats or intimidation. A chat that offers a refund for a deleted 1 star review breaks TikTok Shop’s Review Policy and falls inside what this rule targets.
In the United Kingdom, section 22 of the Consumer Rights Act 2015 gives a buyer of faulty goods 30 days to reject them, counted from the day after delivery and transfer. After that, section 24 covers price reduction and the final right to reject. A UK chat that refuses a refund on a faulty item inside 30 days is wrong in law and costs you the rating too.
In the European Union, Article 9 of the Consumer Rights Directive 2011/83/EU gives buyers 14 days to withdraw from a distance contract without giving a reason. Saved replies for EU buyers should state that window plainly. Across every region, the seller agreement is a contract, and an appeal asks TikTok Shop to apply its own policy to corrected facts.
What Never to Do in Buyer Messages
Some replies cost more than a late one. Satisfaction Rate is built from ratings, so one bad habit repeated across hundreds of chats drags the number for a month.
Messages that cost you
- Greetings sent to stop the clock. TikTok Shop says “Hi” does not count as a response, so it saves nothing and annoys the buyer.
- Arguing with the buyer. Even when the buyer is wrong, an argument in chat reliably earns a 1 star rating.
- Offering a refund or gift for a changed review. The Review Policy bars asking buyers to change or remove reviews and bars rewards for reviews. Using review management services can lead to immediate suspension of selling privileges.
- Asking for a fee in chat. Restocking, shipping or warranty fees requested in Shop Chat are prohibited extra payments.
- Moving the buyer off platform. Links, QR codes and phone numbers in chat are prohibited redirection.
- Promising what you cannot deliver. A promised replacement that never ships turns one complaint into a dispute.
Review handling rules are covered in our page on TikTok Shop review manipulation.
Mistakes in the recovery itself
- Writing an appeal that blames buyers or calls the metric unfair.
- Describing a schedule nobody follows.
- Filing before coverage returns, so the numbers in the appeal still fail.
- Missing the 30 day appeal window while waiting for the rate to recover.
First shortfall compared with persistent failure
A shop with one bad week usually takes an AHR deduction and has a clear path back once the 7 day window rolls forward. A shop that misses week after week moves toward blocked messages, a restricted Shop Chat, listing removal and deactivation. The difference in the response is how strong the preventive control looks. After one miss, a schedule and a weekly review are enough. After repeated misses, the reviewer needs to see why this schedule will hold when the last one did not. That means named owners, named backups and a check log covering several weeks.
Daily Inbox Control Routine
Shops that never see these violations run a short fixed routine. It works for a solo seller and scales to a team of ten.
Every day
- Open Shop Chat first thing and reply to every chat from the last 24 hours.
- Check the 24-Hour Response Rate in Service Analytics.
- Check the 30 day Satisfaction Rate.
- Sweep chat again before close so nothing waits overnight without a reply.
- Flag chats that need a product, shipping or refund decision and assign an owner.
Every week
- Read every 1 and 2 star chat from the past week.
- Group them by cause, whether product, listing, shipping or reply quality.
- Fix the top cause and update the saved replies that failed.
- Confirm next week’s schedule, weekend included.
Every month
- Chart both metrics against the 90 and 75 percent lines.
- Check the IM Dissatisfaction Rate against the 15 percent benchmark and the Negative Review Rate.
- Confirm any outside support vendor met the TikTok Shop service level.
- Review the fulfillment metrics that drive chat volume, such as valid tracking rate and seller fault cancellations.
The routine keeps both metrics above the line and builds the record a reviewer wants. A dated log of daily checks and weekly reviews is the preventive evidence that gets appeals approved.
Frequently Asked Questions
What is the TikTok Shop 24 hour response rate requirement?
TikTok Shop requires a 24-Hour Response Rate of at least 90 percent over the previous 7 calendar days. That means nine in ten chats needing a manual reply get a meaningful answer within 24 hours of the buyer opening the chat. Greetings and automated replies do not count.
What satisfaction rate does TikTok Shop require?
The TikTok Shop satisfaction rate floor is 75 percent over the previous 30 calendar days. It is the share of rated chats scored 4 or 5 stars. Because the window is a month, it recovers more slowly than response rate.
What happens if I miss TikTok Shop customer service metrics?
The Customer Service Policy lists AHR point deductions, blocked message delivery, listing removal, restricted Shop Chat access and shop deactivation. Most owners see the AHR deduction first. Further enforcement applies as AHR falls to 150, 100, 50 and 0 points.
Do weekends count for TikTok Shop response time?
Weekends count unless you use the Chatbot or Holiday Mode. With the Chatbot on, messages from 12:00 AM Saturday to 11:59 PM Sunday need a reply by 12 PM local time on Monday. Chats opened during Holiday Mode are excluded.
Why is my TikTok Shop chat restricted?
A chat restriction is one of the listed enforcement actions for Customer Service Policy violations. Missed response or satisfaction standards can trigger it, and so can prohibited messages such as off platform links or fee requests. Clear the backlog, fix the cause and appeal from the Account Health Rating page within 30 days.
How is the TikTok Shop negative review rate calculated?
The Review Policy divides 1 and 2 star product reviews by orders delivered in the last 60 calendar days. It measures products, not chats. TikTok Shop notifies you when the rate creates enforcement risk.
How do I improve my TikTok Shop satisfaction rate?
Answer the question in the first sentence and offer one specific resolution in the same reply. Read every 1 and 2 star chat weekly and fix the product or listing behind repeat complaints. Never offer anything in exchange for a rating.

Most shops can recover these metrics with the coverage plan and routine above. We step in when a restricted Shop Chat blocks buyer contact, when listings start coming down, or when an appeal has already been rejected. At that point the shop needs a recovery file that shows the cause, the fix and the control, backed by Service Analytics data. We build that file around how TikTok Shop reviews performance cases.
